Our response timeline

What to expect

We understand that you want your concerns addressed quickly. Here’s how our process works:

Initial acknowledgment

Within three working days of receiving your complaint, we will send you a written acknowledgment. This will confirm that we’ve received your complaint and will identify who is handling your case.

Investigation and resolution

We will investigate your complaint thoroughly and aim to provide you with a full response as quickly as possible. More complex issues may take longer to resolve.

Final response

If our investigation requires more time, we will keep you updated on progress. You will receive our complete final response within eight weeks from the date we received your original complaint.

What happens if we can’t resolve it

If we are unable to resolve your complaint to your satisfaction, or if you’re unhappy with our response, you may have the right to refer your complaint to the Financial Ombudsman Service (FOS). The Financial Ombudsman Service is an independent body that can investigate complaints about financial services and insurance providers.

Referring to the Financial Ombudsman Service doesn’t affect your legal rights, and the service is free to use. However, you must refer your complaint within a certain timeframe, so please don’t delay if you wish to take this route.
